Very disappointing service – far below what you would expect from a Hilton property
The problems started even before our arrival. I received an email informing me that the swimming pool would be closed for maintenance — except that the closure was scheduled for a week after our stay. This was already a rather telling sign of the lack of attention to detail.
More importantly, nobody contacted us before our arrival to ask about our stay, whether we needed assistance arranging activities or transfers, or whether we had any dietary requirements or other special needs. In a hotel of this category, particularly in a destination such as Iquitos where guests often need help organizing their stay and excursions, I would consider this a very basic level of service. Instead, I had to contact the hotel myself and then repeatedly follow up just to receive answers.
The handling of our request for a guided tour of Iquitos is a perfect example. Before our arrival, we were specifically told that we could arrange the excursion directly at check-in. When we arrived at the hotel at around 1 p.m., however, the tour they proposed to us was one that started at 9 a.m. (!!!). When we pointed out the rather obvious problem that it was already 1 p.m., the response was essentially that they did not know what they could do.
We then asked them simply to find us a guide who could show us the city for a few hours that afternoon. Apparently, no guides were available. The only alternative the hotel eventually offered was a tour of the city without a guide — just a driver — for the modest sum of USD 300! Needless to say, we declined.
We decided instead to explore Iquitos by tuk-tuk. We happened to find an exceptional young driver who, for USD 30 — literally one zero less than the hotel’s proposal! — spent two hours taking us around the city, showing us different places and giving us plenty of interesting explanations along the way. The comparison speaks for itself.
The situation with dietary requirements was equally poor. I am celiac, yet at breakfast there were no gluten-free options — not even gluten-free bread. Even more concerning, the restaurant staff seemed to have very little understanding of what gluten is (they proposed me ordinary granola!) or what a gluten-free diet requires. Communication was also difficult, as staff spoke very limited English. While I certainly do not expect everyone in Peru to speak English, I do expect an international hotel operating under the Hilton brand to be able to assist international guests effectively, especially when dealing with something as important as dietary restrictions.
The room was very old and tired and clearly in need of immediate maintenance and refurbishment.
There are two positives: the swimming pool is very pleasant, and the hotel has a good, central location. Unfortunately, these were nowhere near enough to compensate for the lack of service, attention and basic guest care throughout our stay.
For an international hotel in one of Peru’s main tourist gateways, and particularly one carrying the Hilton name, I expected considerably better.

We have carefully reviewed your comments with the teams involved. While we recognize specific opportunities for improvement, we also believe it is important to clarify some aspects of the situations mentioned.
Regarding the swimming pool maintenance notification, we confirmed that your email address was mistakenly included in a communication intended for guests whose stays coincided with the scheduled maintenance dates. We apologize for the confusion this caused and have already reinforced the validation process for future guest communications.
Regarding communication prior to your arrival, our reservations include the corresponding confirmations and information related to the services booked, and our team remains available before each stay to assist with additional questions or requirements. We would have been very pleased to know in advance about specific aspects of your trip, such as your celiac dietary requirement or particular needs regarding tours and activities, as this would have allowed us to anticipate your needs and prepare additional alternatives, as we have successfully done for other guests in the past.
That said, we fully understand your expectation for more proactive assistance. Your feedback has helped us identify an opportunity to strengthen our pre-arrival communication, particularly for international guests and those who may require additional assistance in organizing their experience at the destination.
Iquitos also has some particular characteristics as an Amazonian destination. Unlike cities with a larger-scale tourism infrastructure, the availability of certain specialized services, professional guides, schedules and specific products can sometimes be more limited, particularly when requested on the same day or outside regular operating hours. For this reason, advance planning allows us to coordinate more effectively with our local partners and provide a wider range of alternatives. At the same time, we recognize that, as an international hotel, we must continue strengthening our ability to guide and assist guests in navigating these particular characteristics of the destination.
Regarding the city tour, we regret that we were unable to arrange the guided experience you were looking for that afternoon, as the operator contacted by our team did not have a professional guide available at that time. However, following our internal review, we would like to clarify that the alternative communicated by the operator was USD 135, not USD 300. As we also work with lower-cost alternatives, there may have been some misunderstanding regarding the amount or currency communicated, particularly between US dollars and Peruvian soles.
Regardless of this, we recognize that the alternatives presented at the time were not sufficiently clear or flexible. Following your experience, we have strengthened our coordination and now have additional tour alternatives, shorter experiences and different price ranges available, with the aim of responding more effectively to different guest requirements.
There is also an important consideration for us: the safety of our guests. When the hotel recommends a tour, transfer or excursion, our responsibility goes beyond price. We must also consider provider identification, reliability, traceability and the conditions under which the service is provided. For this reason, we work with identified tourism partners and cannot recommend informal services whose operating and safety conditions we are unable to verify.
We understand the comparison you made with the tour you eventually found independently, and we are pleased that you had a positive experience. However, from the hotel's perspective, we have the additional responsibility of prioritizing providers we can identify and stand behind. This does not mean that we should not continue seeking more competitive and flexible options, and your experience has directly encouraged us to expand the alternatives we offer.
Regarding your celiac dietary requirement, we are sorry that the breakfast experience did not provide the variety and confidence you expected. Our team consulted the kitchen regarding gluten-free bread; unfortunately, due to the preparation time required, it could not be made available at that moment, and packaged rice crackers were offered as an immediate alternative.
We recognize that we can do more in this area. We are reinforcing our Food & Beverage team's training regarding celiac disease, gluten, allergies, intolerances, cross-contamination and appropriate food handling. We are also evaluating additional options that can be incorporated into our breakfast buffet, as well as complementary products to be available at our Made Market, providing more choices for guests with specific dietary requirements.
As mentioned above, knowing about these requirements before arrival allows us to prepare differently. When guests have informed us in advance of special dietary needs, we have been able to coordinate with our culinary team, evaluate specific alternatives and provide a more personalized experience. This does not remove our responsibility to respond appropriately when a requirement is communicated during the stay, but advance notice is particularly helpful in a destination such as Iquitos, where the immediate availability of certain specialized products can sometimes be limited.
We also apologize for the delay in preparing your poached eggs during a particularly busy breakfast period. We have taken this as an additional opportunity to review our response times.
Your observations regarding the condition of the room and our ability to communicate effectively with international guests have also been taken into consideration as part of our ongoing maintenance, product improvement and team training processes.
We appreciate that, despite your overall disappointment, you positively highlighted our swimming pool and central location.
As DoubleTree by Hilton and part of the Hilton portfolio of brands, we are fully aware of the expectations associated with our brand. We work to combine these international hospitality standards with the particular characteristics of operating in an Amazonian destination such as Iquitos, while ensuring that these local realities do not prevent us from delivering a positive guest experience.
